Keep every queue, agent shift and customer contact on one record.

Customer support centres run phone, email and chat queues with agents on rotating shifts and service targets set per client. The product holds the contact, the ticket, the queue, the roster and the quality score together, so supervisors manage from one place.

At a glance

A support centre takes contacts from several channels and hands each to an agent with the right skills. Every contact has a queue, a priority, a target time and an owner. Staffing follows the expected volume for each interval of the day, and agents are scored on a sample of what they handled.

Most centres keep these in a telephony tool, a ticket tool, a roster sheet and a quality form. Supervisors then compare four screens to answer a simple question about one customer or one agent. That takes too long.

How the work runs today

Team leaders open the day by checking who is present against the roster, which queues are short of agents and which tickets are close to breaching a target. Agents take calls, chats and emails, tag each contact with a reason code, and write a wrap-up note before the next contact arrives.

Quality analysts pull a sample of recorded calls and written replies, score each against the centre’s own form, and pass the results to trainers who plan coaching around lost marks. Coaching follows the marks. Workforce planners compare expected volume with the roster and move breaks, leave and overtime.

Account managers meet each client, when the centre serves outside brands, with a report of answered contacts, targets met and complaints raised, rebuilt by hand each month from several exports. Clients ask for it early.

Where it breaks

What goes wrong for customer support centres without a proper system.

Tickets and calls sit in different tools

A caller says they wrote yesterday. The agent on the phone cannot see the email thread. The customer repeats the whole story.

Rosters ignore the volume curve

Shifts are written weekly while contacts arrive by the half hour. Queues back up in the morning peak and agents sit idle after lunch.

Targets are checked after they are missed

A first-reply target is read from a report the next day. By then the ticket has already breached and the client has noticed.

Quality scores do not reach coaching

A scorecard is filled in a sheet and filed. The trainer never sees which agents lose marks on the same question.

Client reports are rebuilt each month

Answered, abandoned and reopened counts come from separate exports. Two analysts get two different figures for the same client.

What the software does

What we would build for customer support centres.

Named the way your team already talks about the work. We start with whichever part the audit shows is costing you most.

Contact and ticket record

Keep each phone call, chat and email thread on one ticket, with the customer, reason code, owner and every reply in order.

Queues, skills and routing rules

Define queues by language, product and priority, and assign each agent the skills that decide which contacts reach them.

Service targets and breach alerts

Set first-reply and resolution targets per client and queue, and warn the team leader before a ticket crosses its limit.

Rosters, breaks and adherence

Plan shifts against expected contact volume per interval, record logins and breaks, and compare what agents did with what was planned.

Quality scorecards and coaching

Score sampled calls and replies on your own form, then list the agents and questions that need a coaching session.

Escalations and callbacks

Pass a ticket to a senior agent or another team with its history attached, and book the callback the customer was promised.

Client service reports

Answered, abandoned, reopened and target-met counts come out per client and are ready to send when the reporting period closes.

Before you talk to a supplier

Common questions

Questions customer support centres ask before they call.

Does it replace our phone system?

No. The telephony platform keeps carrying the voice. Call records, recordings and agent states are brought into the ticket through a connection set up and checked during implementation.

Can one agent handle phone, email and chat?

Yes. Each agent carries a skill list, and the routing rules decide which channels reach them. Supervisors see all three channels in the same queue view.

We serve several outside brands. Can targets differ per client?

Yes. Every client account carries separate queues, service targets, reason codes and a report of its own. A supervisor can see one client alone or all of them in a single board.

How is the quality form handled?

Your own form is entered with its questions and weights. Analysts score a sampled contact, and the result sits beside the agent’s other ticket data for the trainer.

What happens after I share my requirements?

An engineer reads what you send and replies within one business day. We then look at the software, spreadsheets and WhatsApp groups your business runs on today and write down what works, what slows your team down and what is missing. A demo login, a screen-share or a few screenshots are enough. You get a short written summary ordered by priority, with no obligation to hire us afterwards.

How much will the software cost?

We don’t publish a price, because it depends on what the system has to do. That first review settles the scope, and the cost goes into a written proposal before any work starts.
